Negative Google review: reply or request removal?

One star. No explanation, or worse, a story you believe is entirely wrong. Any long-standing business owner knows the feeling when that review arrives. The first reaction is almost always: how do I remove this?

Understandable, but usually the wrong question. Only a small share of negative reviews qualify for removal. The real opportunity lies in your response: prospective customers read it too, and it often matters more than the complaint itself. Here is what can and cannot be removed in Belgium, how to write a strong reply and how to rebuild your average score afterwards.

In this article

First: a bad review is not a disaster

A perfect 5,0 with nothing but praise can make consumers suspicious. One critical review among mostly positive experiences can make the profile more credible, especially when your response shows that complaints are taken seriously.

Research from Shapo found that 56% of consumers changed their opinion of a business after reading its response to a review, while 97% of review readers also read business replies. You are writing not only for the unhappy customer, but for everyone who follows.

Responding also has a commercial association: businesses replying to at least 25% of reviews generate an average of 35% more revenue than businesses that remain silent.

Respond quickly, but never in anger

Response expectations have increased sharply. Recent review statistics suggest that 89% of consumers expect businesses to reply, and 32% want an answer the next day, compared with 18% in 2025. Yet three in four businesses leave negative reviews unanswered. A professional response therefore stands out.

A practical rule: reply within 24 to 48 hours, but not in the first ten minutes. Write an initial draft if it helps, but do not post it. Leave it briefly, remove defensive or sarcastic wording, then publish. A heated public response can remain online and do more harm than the original review.

How to structure a strong response

A useful response usually follows the same structure:

  1. Thank and acknowledge. Thank you for raising this. We are sorry your visit did not meet expectations.
  2. Explain your side without attacking. Briefly state what happened or how you normally work. Two or three sentences are enough.
  3. Offer a solution or conversation. Invite the customer to call or email so the discussion can continue privately.
  4. Close constructively. We hope to welcome you again and put things right.

Avoid pasting the same standard reply beneath every review: half of consumers disengage from obviously copied responses. Use the reviewer's name, refer to the actual incident and keep the tone human. Never disclose personal or medical information, even when the customer mentions details first: this creates a privacy risk and may breach professional confidentiality in some sectors.

When can a review be removed?

Google does not remove reviews simply because they are negative. A low rating describing a genuine poor experience normally remains. Removal is possible when the review breaches Google's policy, for example:

  • Fake content from somebody demonstrably never a customer
  • A conflict of interest, such as a competitor or former employee
  • Abuse, discrimination or threats
  • Personal information about employees
  • Advertising, spam or links to other businesses

Report the review through your Google Business Profile and choose the relevant policy category. Allow days to weeks for processing, and document why you believe it is false, such as having no matching order or appointment in your records.

False or defamatory reviews: your rights in Belgium

If an obviously false review remains after reporting, legal options may be available in Belgium. The distinction between a negative opinion protected by free expression and defamation matters: knowingly spreading lies to harm a business crosses a legal line. A lawyer can help seek removal and potentially damages.

European rules also apply: since EU Directive 2019/2161, fake reviews are explicitly prohibited and platforms must explain how they prevent them. Violations can lead to fines of up to 4% of annual turnover. Weigh whether legal action is proportionate: for one false review, a calm public response explaining that you cannot find a matching customer and have reported a suspected mistake or false review can be quicker and just as effective.

Rebuild the average with fresh, genuine feedback

The best counterweight to one bad review is a broader set of genuine experiences: ten new honest reviews reduce the outlier's prominence and effect on the average. Ask after successful work, provide a direct review link and maintain the routine. Use the complaint internally too: unclear quotes or slow follow-up may reveal a process worth improving. Addressing that can prevent the next poor review.

Recovery has a commercial benefit. Consumers pay particular attention to recent reviews, and research associates one extra star with 5 to 9% more revenue, a frequently reported finding in review research.

Frequently asked questions.

Can I delete a negative Google review myself?

No. Businesses cannot directly delete reviews from their own profiles. You can report a policy breach, such as fake content, abuse or a conflict of interest. A genuine negative experience is not a valid reason for removal.

How quickly should I reply to a bad review?

Aim for 24 to 48 hours. 89% of consumers expect a response, and 32% expect one within a day. Do not publish your first emotional reaction: leave the draft briefly before posting.

What if the reviewer was never a customer?

Report it as fake content and document why, for example because the name does not appear in your records. Add a short, calm public reply explaining that you cannot identify a matching customer and have reported the review.

Can I take legal action against a defamatory review in Belgium?

Yes. Knowingly spreading lies to harm a business may amount to defamation. A lawyer can help seek removal and possibly damages. Consider whether that is proportionate: a professional public response to one review can be quicker and equally useful.

Does one poor review really hurt revenue?

One bad review among many positive ones is rarely a problem and can even improve credibility. The average matters, however: research associates a one-star difference with 5 to 9% in revenue. Fresh genuine positive feedback helps protect against a downward outlier.
